Managing People and Process with the use of Quantitative Analysis

As a people and process manager, I am responsible for managing day to day operations of the team, process, performance and business partners. The concepts of quantitative analysis approach, normal distribution, statistical quality control and queueing are very essential in my role as it supports me in better handling and overseeing capacity and workload, productivity, issues and concerns, and process improvements. 

We use root cause analysis to solve issues in the process such as incorrect update or missed to update prices in the system and/or delays in processing the requests. When an issue arises, we address it by answering the following questions:

What is the issue? 

What is the root cause of the issue

What is the correction action? 

What is the corrective and preventive action?

The outcome may be shared with the business partners for transparency and confidence on their end that any issue is managed accordingly, not just corrected but is targeted to be prevented.

The idea of normal distribution enables me to understand the different factors affecting the team and individual performances and capacity such as volume of requests, time spent for each request, type of requests received, complexity of requests, etc. Knowing these enables me to come up with the right targets and allocation of requests per person per day. Also, it aids in better capacity planning. It gives me an overview how many requests a person/team can process (minimum and maximum) in a certain period (day, week, month, year), how long does it take to process one request. This will help me assess whether we are over or underutilized or whether overtime will be needed as such. Because of this, we have implemented tools such as productivity tools, progress report, standard approach in managing requests, etc.

The concept of statistical quality control provides transparency and increases awareness for the team as well as for business partners. This is reflected in the process flowcharts, desktop procedures (DTP) we have created to document the processes that we do. The process flowcharts or swimlanes aids during brainstorming activities to review or identify gaps in the process and come up with continuous improvement projects. Also, the control charts showing timeliness and accuracy performance is presented to business partners in our regular engagement meetings. 

With the theory of queueing, we have a better understanding of what service level agreement (SLA) means. This is enforced with the implementation of ticketing tools and use of categories tagging in the e-mails for prioritization (urgent and non-urgent).

Processes and targets may become an ethical concern if not managed properly. Thus it is very important that we understand our role and responsibilities not only the “how” to do it but the “why” we are doing it. This kind of mindset will help to avoid issues in the process that might result in escalations from business partners or decline in performance.
